Collision Shop Phone Scripts That Convert Callers Into Customers
Your front desk answers 20-30 calls per day. How many become customers? Most shops convert a fraction of inbound calls. Top shops convert most of them. The difference is a simple, repeatable script, not sales talent.
The Call You're Losing
"You're not losing customers to cheaper shops. You're losing them to shops that answer the phone better."
A potential customer calls your shop. They've been in an accident. They're stressed, confused, and comparing you to 2-3 other shops. Your front desk picks up: "Body shop, can I help you?" The caller asks about pricing. Your person gives a vague answer. The caller asks about timeline. Another vague answer. The caller hangs up and calls the next shop on their list. You just lost a $4,000-$6,000 repair because your front desk didn't have a process for converting that call into a booked appointment. This happens every week in most shops. Multiply your missed calls by your average repair order and you can see the revenue walking away.
The 5-Step Call Framework
Step 1: Warm greeting with name, "Thank you for calling [Shop Name], this is [Name], how can I help you today?" Using a name creates a personal connection. "Body shop, hello" does not.
Step 2: Empathize first, "I'm sorry to hear about your accident. Let me help you through this." Before talking about your shop, acknowledge their situation. They're stressed.
Step 3: Qualify with questions, "Is this an insurance claim or are you paying out of pocket?" "Do you have your claim number?" "What kind of vehicle is it?" Questions show expertise and build trust.
Step 4: Provide confidence, "We work with all major insurance companies." "We can usually start your repair within [X] days." "We'll handle the insurance communication for you." Give them reasons to choose you.
Step 5: Book the appointment, "Can I schedule you for a free estimate? I have openings tomorrow at 10 AM or Wednesday at 2 PM." Always offer two specific times. "When works for you?" is too open and invites "I'll call back."
Pro Tip
Record 10 actual inbound calls (with proper disclosure). Listen to them as a team. You'll hear exactly where calls go wrong and what your best front desk person does differently from your weakest.
Common Call Killers
Quoting prices over the phone, "How much to fix a bumper?" The answer is always "It depends, and I'd love to give you an accurate quote in person." Quoting blind prices either scares callers with high estimates or sets unrealistically low expectations.
Putting callers on hold immediately, "Can you hold?" before they've even explained why they're calling. If you must hold, ask first and keep it under 30 seconds.
Sounding rushed or annoyed, The caller doesn't know you're juggling 3 things. All they know is how you sound. If your front desk sounds stressed, callers assume your shop is chaotic.
Failing to ask for the appointment, The biggest killer. The front desk answers every question perfectly but never says "Let me schedule you in." Always close with a specific appointment offer.
Not collecting contact information, If the caller doesn't book, at minimum get their name and phone number. "In case we get a cancellation, can I call you?" This gives you a follow-up opportunity.
Training and Reinforcement
Scripts don't work if they're printed once and filed in a drawer.
Role-play weekly, 5 minutes per team meeting. One person plays the caller, one plays front desk. Practice the framework until it's natural.
Track call-to-appointment rate, How many inbound calls become booked estimates? This is your most important front desk metric. Measure it daily.
Celebrate improvements, When conversion rates improve, recognize the front desk team. They're directly driving revenue.
Provide caller context, Make sure front desk has access to claim information, current vehicle status, and shop capacity. Callers asking about existing claims shouldn't get "let me check" five times.
Key Insight
Calculate your own phone conversion instead of guessing at it: divide today's booked estimates by today's inbound calls, then multiply any gain in that rate by your daily inbound calls and by your average RO. That product is the daily revenue better phone handling is worth in your shop.
